Customer issue notifications: when AI spots a problem first

Check commitments and harm first, then time contact around the customer’s work while a fix is pending.

Key points

  • Check commitments and delivered errors
  • Time contact around the customer’s work

Check reporting commitments and customer impact first

A&A perspective

Proactive issue notification means telling a customer about a problem you found before they contact you. Before choosing when to send it, check your reporting commitments and whether incorrect work has already reached the customer.

From the sources

Gumloop, a service for automating work with AI, describes identifying users from error records and adding their recent activity. It says this allows its team to find bugs and contact users before they submit a support ticket.

A&A perspective

That article does not define a rule for when to notify customers. Automate & Augment (A&A), the author of this article, proposes checking how the problem affects the customer’s work before deciding on contact.

Hypothetical example

Consider a fictional bookkeeping service that uses AI to help import documents. A missed import affecting only an unsent draft leaves the customer in a different position from an incorrect summary report already delivered to them.

Hypothetical example

In the first case, the service can consider notifying after the fix once it has checked reporting commitments and the deadline. In the second, it first considers asking the customer to stop using the report, because they may already be relying on it. It does not wait until the fix is complete to make contact.

A&A perspective

If you have promised to report every problem when it is found, that commitment comes first. The absence of a customer complaint, or harm not yet confirmed, is not by itself a reason to omit a report.

A&A perspective

This proposal covers operational faults where there is room to choose the reporting time. Information leaks and issues involving people’s safety fall outside this routine decision process and should go immediately to the person responsible for incident response.

A&A perspective

An error record is also different from a failure in the customer’s work. A responsible person checks whether a retry recovered the task and which documents are missing. Unknowns remain explicitly unconfirmed in the draft message, so an AI inference does not become a claim of established harm.

Choose the timing around the customer’s work

A&A perspective

After checking reporting commitments and the response to harm, look at the customer’s work while the fix is pending. A message before the fix is useful when it changes the actions available to them. Your own preferred time to explain is not the only consideration.

From the sources

Anthropic describes Chatbase, a provider of AI for customer support. Its case study says managers can identify integration problems affecting several customers and inspect the relevant support tickets.

A&A perspective

Finding a shared problem does not necessarily call for sending every customer the same message. A&A considers it necessary to check how it affects each customer’s next task. The source does not specify the conditions for delaying contact.

Hypothetical example

In the bookkeeping example, suppose the customer needs the summary report today. Even if it has not been sent, the service gives advance notice if it expects to miss that planned use. The customer can then choose to reschedule a meeting or use another document. If the recovery time is unknown, the message says so.

Hypothetical example

If the service expects to fix the issue before the deadline and the customer’s work will not change, notifying after the fix is an option. If that expectation no longer holds, it revisits the contact decision instead of keeping the original choice.

Hypothetical example

If the customer is already gathering the documents manually, the service also considers telling them a fix is in progress. The recovery work and the customer’s manual work may overlap. Telling them it is safe to stop their workaround requires a separate confirmation that recovery has succeeded.

A&A perspective

Reserve the next routine meeting for cases where checks confirm no impact on the customer’s documents or deadline, no change to their work while waiting, and no conflict with reporting commitments. An example is an anomaly recovered through internal reprocessing. Record the cause and whether it recurs.

A&A perspective

Uncertainty about impact is harder than a confirmed absence of impact. The responsible person checks whether they can establish the impact before the customer needs the document. If not, they consider a message that separates confirmed facts from the areas still unconfirmed.

A&A’s proposed decision aid: check reporting commitments and the response to harm first
Confirmed situationContact timingWhat to tell the customer
Affects use of incorrect documents or workaround tasks, or a deadline is expected to be missedBefore the fixAffected documents, available actions, and unknowns
Work is unchanged and a fix is expected before the deadlineAfter the fixWhat was corrected and confirmation it can be used
No customer impact and reporting commitments allow a delayAt the next routine updateWhat happened, recovery confirmation, and recurrence

Give AI drafts a reviewer and a next-update time

A&A perspective

Start by having AI organize issue records and draft messages, while a responsible person chooses when to contact the customer. Each draft states what is known, what is unconfirmed, who will check it, and when the next update will be sent.

From the sources

Gumloop also describes a system that identifies complaints about its service in posts on the social platforms Reddit and X, and responds to them. This is an example of finding problems outside the support inbox as well as through incoming tickets.

A&A perspective

This is not a blanket recommendation for a bookkeeping service to collect individuals’ posts, identify them as customers, and contact them. What can appropriately be handled in Japan, and how the person may receive that contact, need separate consideration. Your own operational records are enough to build this decision sheet.

A&A perspective

The sheet begins with the customer and document concerned, then lists confirmed impact, unknowns, and the customer’s next task. It ends with contact timing, the reason for that choice, the reviewer, and the next-update time. AI does not need to fill empty fields with guesses.

Hypothetical example

A hypothetical message might read: “We confirmed a missed import in the summary report we sent you. Please pause use of that report. We are still checking which documents are affected. We will update you this evening even if the investigation is not yet complete.”

A&A perspective

Before sending the draft, a person checks the document and confirmed facts. They also assign who will investigate and who will report by “this evening.” Separating a recovery promise from a progress update means the next contact is still scheduled if the fix remains incomplete.

A&A perspective

The source companies provide their own software to many users. Their investigative records and customer relationships differ from those of a small company entrusted with each customer’s documents. The transferable mechanism is adding customer context to an issue record. Their operating scale and reported results do not transfer directly.

A&A perspective

A&A has not measured changes in churn or working time from this contact method. Checking whether the customer actually resumed work after the fix is a separate decision covered in the related reading.

Base contact timing on customer work and commitments

A&A perspective

First check reporting commitments and incorrect work that has reached the customer.

A&A perspective

Choose immediate contact, notification after the fix, or a routine update around the customer’s work while they wait.

A&A perspective

Give the AI-organized draft a reviewer and a next-update time.

Check reporting commitments and customer impact, then choose contact timing around the work the customer must do while waiting. Even when AI organizes records and drafts, this process requires a named reviewer and a time for the next update.

FAQ

Should we contact the customer before confirming there is a fault?

If the customer needs to make a decision while you investigate, consider a message that explicitly describes the uncertainty. Do not present the cause or harm as established.

Is immediate notification every time more honest?

If you promised to notify every time, follow that commitment. Where a delay is possible, consider both the decision the message enables and the customer’s burden of checking it.

Should we record a decision to wait before contacting the customer?

Yes. Record the checked impact, reporting commitments, reason a delay is acceptable, and when to revisit the decision. If an impact later emerges, use that record to reconsider contact.
